For a decision-maker, a helpdesk is worth what it can prove: how many requests there were, how long they took and what was resolved. The managed helpdesk of DataRoad - IT Services and Consulting, a premium IT partner in Portugal, turns every request into a ticket with a number, a priority, an assigned engineer and a written response time. Requests come in through the portal, by email or by phone, in English, Spanish, French or Portuguese, are handled by a certified team with an immediate response and are kept in the client's history. It is the core of the managed IT services we provide to 232 companies, from Portuguese SMEs to international companies with offices in Portugal.

Why is support without tickets expensive?

Because what is not recorded cannot be measured or held against the supplier. With loose emails and phone calls, requests get lost, nobody knows what is pending and yesterday's problem comes back once it has already stopped the business.

At DataRoad, every ticket has a number, an owner and a deadline. It is classified by priority, measured against written service levels and stored in the company's history, so any engineer knows the context without asking the same questions again.

  • Everything recorded Portal, email or phone, all with a time and an engineer.
  • Clear priorities First response guaranteed for each level.
  • Transparency The ticket's life cycle is visible in the portal.
  • A team dedicated to businesses Certified engineers and every request measured against the SLA.

How quickly do you respond?

PriorityTypical situationFirst response
P1 · CriticalBusiness stopped: server, network or essential service down< 1 hour
P2 · HighUser or team stopped, active security risk< 2 hours
P3 · MediumFault or error without stopping operations< 4 hours
P4 · LowRequests, changes and planned improvements< 8 business hours

These are maximum timescales, set out in DataRoad's SLAs and measured in regular reports. In practice, the great majority of requests receive an immediate response.

What happens to a request, from start to finish

  1. Intake — the request arrives via portal, email or phone, or is created by monitoring before anyone notices the problem.
  2. Triage — an engineer confirms the business impact and gathers context: affected users, equipment, history.
  3. Priority and assignment — the ticket is given a level from P1 to P4, with an SLA deadline, and goes to the right engineer.
  4. Resolution — most are resolved by remote access at the first intervention; on the Premium and Premium 365 plans, we go on site when needed.
  5. Validation — we only close once the user confirms that everything works.
  6. Record — the solution goes into the company's knowledge base and recurring problems lead to preventive action.

How your team asks for help

Client portal

Opening a request takes seconds. The DataRoad client portal, available at any time, shows the real-time status of every ticket, the history and the company's documentation.

Email

A message to the helpdesk automatically creates a numbered ticket. Confirmation arrives immediately and updates follow in the same thread.

Phone

For urgent matters, call +351 211 459 950* on working days, from 9:30 to 18:30 (Lisbon time). The call is logged as a ticket, like any other request.

Why some tickets open before the client calls

Some tickets are opened by our monitoring systems: disks filling up, failed backups, expiring certificates, devices with errors. The alert creates the ticket and the team acts before the problem stops anyone. This is what separates reactive support from managed IT services.

Outside business hours

Standard hours are Monday to Friday, 9:30 to 18:30. For companies that cannot stop, such as clinics, logistics or international operations across time zones, the IT Unlimited Premium 365 plan adds support at night, at weekends and on public holidays, plus 24/7 monitoring with a NOC, both exclusive to this plan.

Wide-impact incidents

When a failure affects many people, a dedicated lead coordinates the response, the client receives regular status updates and, at the end, a post-incident report with causes and preventive measures.

How we measure the service

  • Contracted SLAs Response times in the contract, not casual promises.
  • Regular reports Tickets opened and closed, response times and trends.
  • Searchable history The company's entire IT life documented.
  • A clear contract Annual, with automatic renewal, 60 days' notice and no lock-in.

Frequently asked questions

How do I open a ticket?

Through the client portal, by email to the helpdesk or by phone (+351 211 459 950*, working days from 9:30 to 18:30). Whatever the channel, the request receives a number and a response deadline.

Are response time and resolution time the same thing?

No. Response is the moment an engineer takes on the ticket and starts work, and that is what the SLA guarantees (for example, under 1 hour for a P1). Resolution depends on complexity, but most requests are resolved remotely at the first intervention.

What if the problem arises at night or at the weekend?

Only the IT Unlimited Premium 365 plan includes 24/7 support and monitoring outside standard hours.

Can I see where my requests stand?

Yes. The portal shows open tickets, the status of each one and the company's full history, without needing to phone and ask.

Do I need a contract to access the helpdesk?

Yes. The SLAs and the portal are part of the IT Unlimited plans, and DataRoad does not provide one-off call-outs. See the business support page and the article on why we do not do one-off support.
